When should an AI chat agent hand off to a person?

A useful AI support agent does not have to answer every question. It should answer what your business has documented and move uncertain or sensitive requests to a teammate.

A conceptual illustration of a chat being passed from an automated agent to a person; not a real conversation.

Start with known answers

Write down answers the team would be comfortable sending themselves.

Use specific Q&A

Add a question about one real topic and a complete answer: for example, what happens after someone places an order. Keep policies, prices and hours out unless you have provided and maintained them.

Test an edge case

Ask a question that is close to, but not answered by, your approved knowledge. The agent should not turn a nearby fact into an invented commitment.

Make the handoff obvious

The visitor needs to know that a person is taking over; the team needs the full conversation.

Escalate when the answer is missing

A policy exception, a complaint or a request for a human should go to the team. In HTchat, a handoff flags the conversation for operators and the AI stops after a teammate replies.

Avoid a dead end

If nobody is available immediately, say that plainly and gather an email only if you actually need it for follow-up. Do not pretend the AI is a human agent.

Review handoffs as feedback

Handoffs tell you where your knowledge is thin.

Improve the answer, not just the prompt

Look at the visitor's question, the agent's response and the teammate's final answer. Add verified information to your Q&A only after the business confirms it is correct.

Track human work separately

An AI response is not a first human response. When reviewing service levels, measure the wait to the first teammate reply after a visitor message.

The takeaway

The goal is not zero handoffs. The goal is to answer known questions clearly and route everything else to someone who can take responsibility.
